Handling Enquiries Remotely: effective enquiry answering by voice and text based media

Course Code: ANLTC 2012/02

Date: Tuesday 24th April 2012

Description: When responding to enquiries by phone, email, text etc, we are deprived of nearly all the clues we take for granted face-to-face. With no eye contact, facial expression or body language – and frequently no tone of voice – it’s vital to manage communications with the enquirer effectively. The risk of misunderstanding or offence is high; customers tend to be more impatient, and it’s very easy for them to take their query elsewhere.

Designed for experienced enquiry handlers within the organisation, this programme draws on good contact centre practice to demonstrate the special techniques needed in managing and operating a remote enquiry service. It includes extensive use of group practical work and an emphasis on branding, presentation and customer care.

By the end of the programme attendees will have:

considered the differences between face-to-face and remote enquiry handling

assessed the requirements for operating an effective remote service

practised receiving, responding to and reporting back on enquiries by phone and email

developed customer care strategies to keep the enquirer on-side

learnt how to deal with enquiries effectively

Audience: This programme will be of benefit to staff who deal with enquiries by phone, email, text or instant messaging. Managers who operate or are developing a remote enquiry service will also benefit. Anyone who needs to discover the challenges of dealing with enquiries when the enquirer is not present will also find this programme valuable.

Presenter: Tim Buckley Owen. Tim is the author of the classic textbook ‘Successful
Enquiry Answering Every Time’ (Facet Publishing, 6th edition due 2012). He’s had nearly 40 years’ experienceof handling enquiries – in quick reference, special enquiry work and extended desk research.

Course: The Printed Word in Irish Humanities Research

Code: ANLTC 2011/ 04

Date: Tuesday 21 June 2011

Venue: Royal Irish Academy, 19 Dawson Street, Dublin 2

Description

In this seminar, experienced researchers in the broad field of Irish studies will discuss the value of particular kinds of sources in their research work. The perspective is different from the usual student-centred focus that informs much of the core work in Irish university libraries. This seminar is about how library collections are used in humanities research by academics.

New research undertaken by academic staff in the humanities in Ireland is in the process of being transformed by the availability of online resources. While enthusiastically welcoming developments such as the availability of mainstream journals online, and the digitisation of selected manuscripts from special collections, researchers are well aware of the limitations of what is currently available online. In most specialist fields in the humanities, and perhaps particularly on topics of Irish interest, there is
still a long way to go. This seminar is not simply about what’s not yet online; it’s about what researchers need and how they use whatever resources are available to them in whatever format. Thus, for example, speakers will address the issue of using printed texts and online versions of those same texts in tandem, where both are available.

In all our libraries, there is much of special value in the bound volumes from the eighteenth to twentieth centuries that is unlikely to be superseded for decades. In libraries where space is at a premium, are
publications of ongoing value for humanities research in danger of becoming a victim of the demand for more ‘social space’?

This seminar offers an opportunity for librarians to listen to academic researchers in the humanities and discuss their methodologies and the resources, particularly the printed sources, they need to be available to them in their research libraries.

The course is designed to operate at two levels. It offers humanities subject librarians an opportunity to learn how active researchers in the humanities actually use research libraries, and to become familiar with key
resources. It also offers policy makers in research libraries the opportunity to enhance their awareness of the continuing value to researchers of the printed research tools already in their collections.

Presenters: Prof. James Kelly, Department of History, St Patrick’s College, Drumcondra; Sarah Gearty,
Cartographic editor, Irish Historic Towns Atlas; Prof. Raymond Gillespie, Department of History, NUI Maynooth; Marie Boran, Moore Institute, NUI Galway and Special Collections Librarian, James Hardiman Library, NUI Galway.

Date: Friday 14 May 2010 0930-1630

Description: Efficient searching of the Internet can be invaluable when dealing with enquiries. Simply entering a few keywords, or juggling a string of Boolean algebra into your favourite search engine can sometimes produce just what you need to give a good answer. However, on those occasions when you end up with absolutely no hits, or worse still thousands of apparently useless results, it can be extremely frustrating.

This course is designed to help participants use the Internet as effectively as possible when dealing with enquiries. Practical examples and hands-on approaches will reveal the nature of the Internet, and help discover the most appropriate ways to find relevant materials.

By the end of the course participants will have:

in-depth knowledge of the world wide web, the invisible web and the human web

the ability to choose appropriate search engines and other discovery tools

templates to help with advanced search strategies

a set of URLs to keep them updated on advances in search techniques

hands-on experience of trying out some cutting-edge techniques

Audience: The course is directed at library staff who have been using the Internet to answer enquiries for at least two years. Participants must understand the basic mechanics of using the net, and have some experiences of the joys and disappointments of searching.

Note: Numbers are limited on this course

Host library: Dublin Institute of Technology

Course Location: DIT Library, Aungier St. Dublin 2.

Designing and delivering a new learning space

Venue: McClay Library, Queen’s University Belfast

Course Code: ANLTC 2010/05

Date: 14-15th October, 2010

Description: Current trends in library design include provision for self-service, social learning and mobile technologies, with reference to ‘digital natives’ and the internet generation. The McClay library at Queen’s opened in 2009 and is an excellent example of current library building. Bringing together wide-ranging library, computing and media services in a single location, the building blends the best features of a traditional library with the latest technology. The highest quality services and support are fully integrated within the building, making it an exciting and essential part of the student experience at Queen’s.

It is clear that the ‘internet generation’ no longer learns in a traditional or formal way. They have a more immediate response to ideas, value easy access to information and are comfortable using IT in every shape and form. Learning, through interaction, exposure and linking ideas and information by association, rather than through linear thinking, has become a new focus in education. This presents a challenge to anyone refurbishing or designing libraries from now on.

Associative learning is a term familiar to psychologists and describes the ability to link objects and behaviour. Research at the Salk Institute indicates that ‘Our eyes take in the visual environment and break the incoming images down into simple features such as color, brightness, motion and form…this ability helps us to make sense out of what we see faster and more efficiently.’

Audience: This is aimed at those with responsibilities for library design and service development.
